As the Retail Trust release the latest edition of their ‘Health of Retail report 2025’, it’s clear retail contact centres are facing a mental health crisis that demands urgent attention.
A similar UK survey by the British Retail Consortium showed that nearly 50% of retail workers fear for their safety, and nearly two-thirds report feeling stressed and anxious about going to work, as frontline staff face more than 2,000 daily incidents of abuse and violence(1).
At the same time, and although based on US-data, Forrester’s Customer Experience (CX) Index showed CX quality sits at an all-time low after three consecutive years of decline(2), a trend reported in the UK in a Guardian article that highlights customer service satisfaction in the UK being at a decade low, with 24% of respondents rating their experience as poor(3).
The industry must now confront the complex factors undermining contact centre agent wellbeing that underpin these issues. Understanding these challenges — and exploring how thoughtfully implemented technology might offer support — has never been more critical.

While privacy concerns would need careful consideration, the potential benefits include identifying at-risk agents before crisis points are reached, automatically scheduling additional support resources, or suggesting workload adjustments. The key would be ensuring such monitoring feels supportive rather than surveillance-oriented, with clear opt-in protocols and transparent communication about how data is used.
Post-Incident Recovery and Documentation Support – Automated transcription and analysis systems could handle the documentation burden following traumatic calls, ensuring accurate records without requiring agents to repeatedly revisit distressing content. However, these benefits only materialise when technology implementations prioritise human flourishing alongside operational efficiency. For retailers serious about addressing the wellbeing crisis in their contact centres, the focus must be on how technology can support rather than replace the human elements that define exceptional customer service.
